Bullet-point brief · the input for your letter

Scenario: a retail customer's standing order failed because a recent card reissue changed their card details.

  • Customer: Mrs Layla Al-Mutairi, personal current-account holder, ~6 years with the bank.
  • Her monthly standing order to her landlord (KWD 350) did not go through on the 1st.
  • Cause: her debit card was reissued last month; the linked details on the standing order weren't updated on our side.
  • The payment has now been reprocessed successfully and reached the landlord on the 3rd.
  • No fees were charged to her; any late-payment concern with the landlord is covered by a letter of explanation we can provide.
  • We've added a safeguard so future card reissues automatically update linked payments.
  • We want to apologise, reassure her it's fixed, and offer a direct line if she has questions.
  • Do not offer monetary compensation. Keep it warm, clear, and professional.

Document to summarise · for the five-point summary move

Internal Notice — Update to Personal Account Fee Schedule and Standing-Order Handling
For branch and contact-centre staff · Effective next month · Sample / training document

1. Purpose

This notice sets out two upcoming changes to how personal current accounts are serviced: a revision to a small number of fees, and an improvement to how standing orders and direct debits are handled when a customer's card is reissued. Staff should be familiar with both before the effective date so that customer questions can be answered consistently.

2. Fee schedule changes

The monthly account-maintenance fee for standard personal current accounts remains unchanged. The fee for issuing a duplicate paper statement will be reduced, reflecting the bank's move toward digital statements; customers who have opted into e-statements are unaffected. The charge for an urgent same-day replacement card is being standardised across all branches so that customers receive the same price regardless of where they bank. No changes are being made to charges on salary accounts or student accounts.

3. Standing-order and direct-debit handling

Previously, when a debit card was reissued — for example after loss, damage, or expiry — payments linked to the old card details could fail if they were not manually updated. Going forward, the system will automatically carry linked payment instructions across to the reissued card, reducing the risk of a missed payment. Where a payment has already failed for this reason, staff can reprocess it at no charge to the customer and, on request, provide a letter of explanation the customer can share with a third party such as a landlord or utility provider.

4. What this means for customers

The overall effect is fewer failed payments after a card reissue, clearer and in some cases lower statement-related fees, and consistent pricing for urgent card replacement. Customers do not need to take any action; the changes apply automatically from the effective date.

5. What staff should do

Read this notice in full before the effective date. When a customer raises a failed-payment issue linked to a card reissue, confirm the payment can be reprocessed without charge, offer the letter of explanation if a third party is involved, and reassure the customer that the new automatic-carry-over safeguard reduces the chance of a repeat. Escalate any case where a customer has incurred a third-party penalty so it can be reviewed individually. Direct detailed fee questions to the published schedule on the staff portal.

6. Questions

Route policy questions through your branch manager or the operations helpdesk. This notice will be reissued if the effective date changes.
